A customer may ask about an older product after the replacement project has finished. The business needs a route for assessing that request, even if the old machine is no longer part of normal production.

Review what the business has promised and what information it will need. Existing customer agreements and particular product duties may require specialist advice. Do not assume that replacing equipment ends an obligation or that every request must use the original process.

Begin with the product history

Ask the people who handle returns which earlier products are still likely to generate enquiries. Look at actual open cases and relevant agreements. Keep a forecast of possible work separate from a confirmed outstanding commitment.

Next, name the person who will assess a new request. They need a route to the appropriate technical and commercial advice. A customer-service contact should not have to improvise a process recommendation because the familiar production supervisor has left the project.

A fictional return after the change

A business introduces a new production method for its standard range. Several months later, a customer asks whether a previously supplied item can be altered. The new process has only been assessed for current products, and the requested alteration falls outside that scope.

The first step is to understand the request and the earlier product. The relevant specialists then assess an appropriate response and any existing commitments. The business may need further information before it can offer anything.

That sequence is more useful than automatically promising a repair on the replacement machine or telling the customer that the equipment has gone. Both responses jump past the assessment.

Check any proposed outside route

An external provider may be able to perform some work, but its role needs confirmation. Use the external-process readiness questions to discuss scope, acceptance and the information that can be shared. Do not imply that another business inherits your customer obligations merely by accepting a job.

If the business intends to stop offering a voluntary service, ask the appropriate advisers how that interacts with existing promises. Give the customer-facing team approved wording and a reliable route for exceptions.
